Lucy Receptionist Update

Month 5 · Week 21: Jun 3 – Jun 9

  • New bookings stayed the top category — 30% of categorised calls. Lucy submitted 25 enquiries on callers’ behalf (up from 16 in W20) — including a 30-week expansion across three Manchester venues. 18 callers with genuine booking interest are listed below.
  • Volume steady — 95 calls from 58 callers (96/60 in W20). Tuesday was busiest at 25 calls; the weekend was very quiet (6 calls total). 20 numbers called more than once, making up 57 of the 95 calls.
  • Only 8 calls ended in a transfer (8.4%) — but that’s not the full picture. Lucy attempted 33 transfers (similar to W20’s 37); 25 of them rang out with no answer on the bookings line, 11 of those on Tuesday alone. Question for the team inside.

An honest caveat on this week’s low number: demand for transfers didn’t really drop. Lucy attempted 33 transfers (37 in W20), but 25 of them rang out with no answer on the bookings line before she brought the caller back and offered to log their enquiry instead. The unanswered attempts clustered on Monday and Tuesday — 11 rang out on Tuesday alone. The pattern of who asks to be transferred is unchanged: mostly callers who won’t state their issue, or who are chasing an overdue enquiry reply.

Note: these figures show when Lucy handed a call over — not whether the team picked up on the other end.

Lucy submitted 25 enquiries this week — her busiest enquiry week yet. Standouts: a 30-week request for extra full-size pitch hours across three Manchester venues, a 40-week junior block at Gunnersbury Park, moving a Friday block ahead of the Crystal Palace closure in September, and an urgent refund for a caller charged for a booking he never made. She used the team’s answer on 90-minute sessions (book two back-to-back one-hour slots) for the first time, was straight with a caller that a within-48-hours date change is unlikely before submitting it anyway, and even handled part of one call in Welsh.

Repeat Callers This Week

20 numbers called more than once, accounting for 57 of the 95 total calls (60%). The most notable:

6 calls — “Speak to an agent” on repeat (Wed–Thu)

+447860339339 — Six near-identical calls saying only “speak to an agent”, “bookings”, and the numbers “618” / “818”, never explaining the issue. Two calls ended in a transfer; three more attempts rang out. We’ve asked a question about this caller below.

5 calls — Hillingdon block booking, week two of chasing (Wed + Mon–Tue)

+447950236901 — Wants a block booking at Hillingdon and says he’s enquired twice without a response. He also appeared in last week’s report (block-booking price enquiry on 2 June), so this is his second week trying. One call was transferred on Wednesday; his Monday and Tuesday attempts rang out. A live lead worth rescuing — flagged below.

5 calls — Perdiswell cancellations + unanswered emails (Mon–Tue)

+447969248574 (Katie Farnsworth) — Started with a garbled “council booking” call Monday evening, then came back Tuesday: cancelling block-booking dates at Perdiswell Leisure Centre and not getting replies to emails. On the final call Lucy submitted an urgent chase-up enquiry and the transfer connected.

4 calls — Trying to log a complaint, Tuesday afternoon

+447984600083 — Four calls in just over an hour asking for “customer service” to make a complaint. The line had heavy echo (Lucy’s own words kept repeating back), every transfer attempt rang out, and the complaint never got logged. Flagged below for a callback.

3 calls — Belle Vue charity team, Friday morning

+447450201713 (Beatrice, LITVCIC — a charity) — Fortnightly Friday block at Manchester Belle Vue, Jan–Sep. Says the pitch was double-booked two weeks ago (players travelled and couldn’t play) and they had no confirmation for that evening’s 8–9pm session. Lucy took the complaint but the caller never replied to the email-capture text, so it never reached the ticket queue. Flagged below.

Amber = problem categories (changes, cancellations, refunds, email chasers, complaints). Grey = low-info or non-standard calls. Non-customer calls were a courier delivery for head office, a property return, a council mix-up, a food-service question and similar. Chasing unanswered enquiries stayed the second-biggest category — the same recurring theme as recent weeks.

For the Team

Items Lucy surfaced this week that need a human follow-up.

Urgent flags

Belle Vue charity — complaint never reached the queue. Beatrice from LITVCIC (+447450201713), a charity with a fortnightly Friday block at Manchester Belle Vue, called three times on Friday 5 June: the pitch was double-booked two weeks earlier (players travelled and couldn’t play, costing them transport refunds) and they had no confirmation for that night’s session. Lucy took the complaint, but the caller never replied to the text asking for their email, so no ticket exists for it. A proactive call to that number would go a long way — they were genuinely upset.

Complaint caller couldn’t get through. +447984600083 called four times on Tuesday afternoon wanting to make a complaint. The line had heavy echo, all transfer attempts rang out, and nothing got logged — so there’s a complaint out there with no ticket. Worth a callback.

Hillingdon block lead going cold. +447950236901 has now spent two weeks (5 calls this week, plus last week) trying to get a block-booking conversation going at Hillingdon, saying two enquiries have gone unanswered. He’s clearly keen to spend money — a direct reply would likely close it.

A delivery was being held for head office. Cameron at Big Yellow Self Storage, Guildford (+441483906246) called twice on Thursday 4 June about a DHL delivery for PlayFootball head office addressed to Ryan Ayling, warning it would be destroyed if not collected within 24 hours. Lucy logged it as urgent. That deadline has passed — worth confirming someone picked it up.

Charged for a booking he says he never made. Ian Wilson (+447860367110) was charged for a Coldharbour booking on 9 June that he says he never made, and is also waiting on a block-booking enquiry from a few days earlier. Lucy raised the refund enquiry and flagged the chase as urgent.

Questions for the Team

Bookings line pickup, Monday–Tuesday — anything we should know? Of Lucy’s 33 transfer attempts this week, 25 rang out with no answer — 11 of them on Tuesday alone. That’s a much higher no-answer rate than usual. Was it a busy spell or thinner phone cover those days? No criticism intended — Lucy recovers by offering to log the enquiry — but if the line is going to be hard to reach at certain times, we can teach her to skip the hold music and go straight to logging the enquiry during those windows.

Do you recognise +447860339339? Six near-identical calls Wed–Thu, saying only “speak to an agent”, “bookings” and the numbers “618 / 818” — two of which reached your line. If it’s a known customer (possibly using assistive tech), we can adapt how Lucy handles them; if it’s nuisance traffic, we can handle that differently too.

Transfer Rate Trend

All figures based on calls ending in transfer. Some additional callers requested transfers that went unanswered.

Week Dates Calls Transferred %
W15 Apr 22–28 142 25 17.6%
W16 Apr 29–May 5 (BH) 127 52 40.9%
W17 May 6–12 111 42 37.8%
W18 May 13–19 119 21 17.6%
W19 May 20–26 (BH) 108 23 21.3%
W20 May 27–Jun 2 96 24 25.0%
W21 Jun 3–9 95 8 8.4%

W21’s 8.4% is the lowest on record, but read it with care: Lucy attempted 33 transfers (similar to W20’s 37) — the drop is mostly because 25 attempts rang out unanswered rather than because fewer callers asked. Demand to “speak to a person” looks broadly unchanged week to week; what changed was how many of those hand-overs connected.
